Hospitality: Twelve Gaps Between the Property and the Guest

A structured experience assessment connected to positioning and direct bookings.

The resort group did not need another paragraph calling the experience exceptional. It needed a clearer view of the difference between what the properties offered and what particular guests were trying to get from a stay.

I turned a qualitative comparison framework into a competitive audit experience covering 50 spatial, service and guest-persona measures. The work identified 12 operational and marketing gaps and informed the positioning and direct-booking strategy around them.

A stay has a purpose

The engagement recorded a 28% increase in direct bookings and a $120 lift in average daily rate. Those results reflect the wider work around the identified gaps, not a claim that a dashboard alone changed the business.

The useful question was who the experience served and where the account of it became unclear. A feature that matters greatly to one guest may have little bearing on another guest's choice. The comparison needed to make those differences visible.

My contribution connected the evaluation framework, the digital presentation and the commercial story. The operator's decisions about the property and service remained part of the broader effort. The work helped make the opportunities easier to identify and discuss.

The comparison needed to reflect the guest's purpose

A universal luxury score can hide the thing that matters most to a particular traveler. The useful comparison asks which experience the person is trying to have.

That question changes how a property should interpret its features and communicate its offer. The evaluation framework gave those differences a place in the discussion. The resulting gaps could then be considered in relation to the actual guest journey rather than a generic list of amenities. This is what gave the digital work a commercial purpose: it helped the business see where the experience and its explanation were failing to meet.

Review the experience as the market changes

The retained scope continued with semi-annual experience reviews, positioning updates and direct-booking work. A property and its competitive context do not stand still after an initial assessment.

I like this kind of hospitality assignment because it resists generic luxury language. The depth comes from the particulars: the guest, the trip, the moment of choice and the experience that follows.

The project's significance was the connection between understanding a stay more clearly and making the business around that stay work better.
